What is a chatbot? A guide to how chatbots work
Updated
A chatbot is software that holds a conversation with people through text or speech. It can answer questions, help customers find information and carry out selected tasks without making visitors wait for a member of staff.
How a chatbot works
A chatbot receives a message, interprets what the person needs and returns an answer. It commonly appears as a chat window on a website, but connected agents can also work with email and messaging channels.
Modern AI chatbots understand ordinary language rather than relying only on a fixed set of buttons. They can interpret misspellings and questions phrased in different ways.
Rule-based bots and AI chatbots
Rule-based chatbots follow a predefined decision tree. They are predictable, but only cover situations someone has explicitly prepared. AI chatbots use a language model to interpret questions and compose answers. Their reliability depends on the information and instructions they receive.
Grounding answers in your knowledge
Retrieval-augmented generation, or RAG, searches your business knowledge for relevant passages and supplies them to the model alongside the question. That gives the agent a factual reference rather than asking it to guess.
Add current website pages, documents, policies and product information. Review what was imported and disable sources that should not be used.
Where chatbots are useful
- Customer support: delivery, returns, opening hours and product questions.
- Sales: product recommendations, lead capture and catalogue-based payment links.
- Booking: checking a connected calendar or sharing a booking link.
- Internal assistance: helping colleagues find information in company documents.
Limits and human handover
A chatbot should not invent prices, policies or promises. When information is missing, it should say so and ask a colleague. In Chattagent, unanswered questions can become Tasks; your answer is saved as knowledge and sent back through the original channel.
Tell customers they are speaking to AI and keep a clear path to a person. Review AI customer service for a practical workflow.
From chatbot to AI agent
An agent can use approved tools as well as answer questions. Read AI agent or chatbot? to understand the difference and the importance of approval settings.
